A service level agreement (SLA) is a contractual obligation to provide a service to the standards laid down within the SLA, and is used extensively with provisioning software as a service (SaaS). This may include qualities such as availability, useability, average time to resolve problems, and so on. If an SLA is not met there may be specified penalties such as refunds of a percentage of the fees.
